How Open Lines Work
Each Open Line is a set of rules for processing incoming inquiries. The configuration is stored in the database table b_imopenlines_config. Key configuration parameters:
- Operators — list of employees or a queue with a distribution algorithm.
- Distribution mode: sequential (
queue), simultaneous (all), or to the CRM responsible (crm). - Business hours — line operating time, behavior outside hours (auto-reply, redirect).
- CRM integration — whether to create a lead/deal on new inquiry, what to link chat history to.
- Auto-reply — text for first contact and outside working hours.
One Open Line can receive messages from multiple channels simultaneously. Recommendation: separate lines by function (sales/support/claims) rather than by channel — then operators specialize in the request type, not the messenger.
How to Configure Chat Distribution?
- Choose the distribution algorithm.
- Sequential — the next operator receives the chat if the previous one is busy or doesn't respond within N seconds.
- Simultaneous — notification to all, the first to respond takes the chat.
- To CRM responsible — if the client is already linked to a contact/deal, the chat goes to that manager.
The third option is most valuable for sales: the client always reaches "their" manager.

Set timeout and reassignment. Specify after how many seconds without response the chat is transferred to the next operator. Usually 30–60 seconds. Without this parameter, a chat may hang with an unavailable operator indefinitely.

Enable CRM integration. Create a lead on new inquiry or link to an existing contact. Select the default lead stage. Set the source — it will be automatically filled in the
SOURCE_IDfield of the lead. -
Write auto-replies. A welcome message is sent immediately when the chat opens, before the operator responds. A separate text for non-working hours: "We work from 9 to 18, we’ll reply in the morning."

Connect channels. In line settings → "Channels" section → add the desired ones: Telegram, WhatsApp (via provider), website chat, VKontakte, etc. Each channel is added separately.
Why Do Clients Wait for a Reply and How to Fix It?

- Operator is added to the line and has a role with access to

If leads are not created — check CRM integration: maybe the mode is set to "do not create automatically" or the client is already identified and the system creates a deal instead of a lead. Enable the option "Link with existing contact by phone/email".
